Configuring Call Auto Close Rules

This feature is only available on SQL systems.

Call Auto Close reduces aged call backlog and promotes activity on potentially forgotten calls.

 

Define parameters to identify aged calls, notify selected recipients of impending closure, and automatically close those calls if no action is taken. Multiple auto close rules can be configured, each with different call matching criteria, notification intervals, notification recipients, and call closure field settings to apply on closed calls.

Call 12345 is with the closure group and awaiting confirmation from the User to complete closure; in this scenario a rule can be configured to automatically close calls with a physical status of Open/Resolved and priority of Low after one month of inactivity, and automatically email the User or Current Analyst up to three times in the lead-up to call closure.

When configuring call auto closure settings, you can:

  • Define how long since a call was last updated before it is considered for auto closure.
  • Define call criteria to determine which aged calls are to be auto closed.
  • Select recipients to notify prior to call closure, and at call closure.
  • Set notification intervals and select email templates for those notifications.
  • Specify values to apply to the call closure fields of calls that are closed automatically.

Configuring Call Auto Close

Before you begin

You must have Call Auto Close selected in the IPK Management Role: Options Tab tab of your IPK Management security role.

The vFire 9 Core Service must be running for the closure rules to process.

For notifications to be sent, Email must be enabled in Messaging in System Administration, the vFire 9 Messaging Service must be running, and selected recipients must have a valid email address.

 

  1. Select and then Admin. From the sub-menu, select IPK Workflow Rules. The IPK Workflow Rules window appears. The explorer pane on the left of this window shows three groups: IPK Workflow Rules, Forum Management, and Auto Close Configuration.
  2. From the Auto Close Configuration group, select Call Auto Close.
  3. The Call Auto Close Rules window is displayed. It lists all rules already defined, if any.
  4. To edit an existing rule, select it and press .
  5. To add a new rule, press .
  6. The Call Auto Close Settings window is displayed. Complete or update the details:
  7. Title Provide a name for the rule. This value appears in the list of rules in the Call Auto Close Rules window. This field is mandatory.
    Active Select to activate this rule. Deselect to stop any auto closures or notifications from this rule.
    Auto close when time since Call Last Updated Date is greater than Set the period of time of call inactivity after which the call is to be closed. Type a number between 1 and 999 into the number field and select the period from the drop down. These fields are mandatory.

    Type "2" and select "Week" to close calls with a Last Updated Date older than 2 weeks.
    Type "4" and select "Month" to close calls with a Last Updated Date older than 4 months.

    Apply to calls matching this criteria

    Use the Rules Builder to define matching criteria for calls to be automatically closed. Calls will only be automatically closed if they are not suspended, they match this criteria, and they have a Last Updated Date that exceeds the time period defined in the field above. Rules Builder.

    Fields on the Call screen set are available for selection in the Rules Builder. If you want to define criteria using extension fields on other screen sets, add those fields to the Call screen set (they do not need to be visible on the screen).

    Leaving this field blank will apply this Auto Close Rule to all open calls.

    To auto close calls with a Priority of Low and a Call State of Open/Resolved, you would define the criteria as shown:

    The Close Call Fields section contains settings that represent fields on the call closure window. Values selected here are applied to calls auto closed by this rule.

    Values from all partitions are displayed in the Reason and Call Status drop downs. If you want to apply different Reasons and Call Statuses to calls based on their partition, create separate rules per partition and define the call partition in the criteria field.

    Reason

    Select the value to be applied to the auto closed call's Reason field. This field is mandatory.

    Reasons are defined by the System Administrator in the Reasons screen under the IPK Management section of System Admin.

    This field ignores Reason configuration settings in the IPK Settings (Partitioned) screen in System Admin. Therefore, it is mandatory when configuring auto close rules regardless of the Reason Forced setting, and all Reasons are available for selection regardless of the Closure Reason Linking settings.

    Call Status

    Select the value to be applied to the auto closed call's Call Status field. This field is mandatory.

    Call Statuses are defined by the System Administrator in the Call Status Titles screen under the IPK Management section of System Admin.

    One Liner Enter text to be written to the auto closed call's One Liner field.

    Use the Notifications section to send emails to selected recipients informing them the call will be automatically closed, and again when the call is auto closed. Up to three pre-closure notifications can be sent, and one post-closure notification.

    The default message templates can be modified Using Designer, or new message templates created and mapped to the Call - Auto Close Message Types in System Administration.

    Notify on auto close

    Select the check box to send an email to the Notification Recipients when the call is closed.

    Use the drop down to select an email template, or use the default.

    Notify before auto close

    Select the check box to send an email to the Notification Recipients before the call is automatically closed.

    Define how long before auto closure to send the notification. Type a number between 1 and 999 into the number field and select the period from the drop down.

    Up to three emails can be sent before the call is closed automatically.

    Notification Recipients Add or remove recipients for the notification emails. Press to display the Finding Recipients window to search for and add recipients. To remove recipients, select the recipient and press .

    No emails are sent when Email is disabled in Messaging in System Administration and/or no recipients are selected.

  8. Click . The Call Auto Close Rules window is displayed with your new rule added to the bottom of the list.
  9. You can change the order of the rules by using the and buttons. Rules are processed in the order in which they appear.
  10. To delete a rule select the rule you want to delete, and click . Confirm the deletion.

How are rules processed?

Once daily, vFire processes the Auto Close Rules. Rules are processed in the order in which they appear in the Auto Close Rules window. After the first rule has completed processing, the second rule in the list is processed and so on to the end of the Auto Close Rules list. During the processing of each rule, the system performs the following actions:

  1. vFire compares the criteria defined in the rule to all calls in the system that are open, not suspended, and not already linked to an auto close rule.
  2. When a call is found that matches the rule, that call is 'linked' to that rule and no other rules will attempt to match against that call while the link remains.
  3. Call closures are processed
    • The Close Call Fields settings are applied to calls closed by the rule (Reason, Status, One Liner).
    • The closing analyst of the call is set to System User and closure group is set to the system default (SU_SUPPORT_GROUP.REF=0)
    • Closure Methods defined in System Admin, such as "Closure Groups", are ignored and the call is closed immediately.
    • IPK Workflow Rule Assignments and Requests are ignored.
    • User Surveys and IPK Workflow Rule Notifications and Forums are processed if the call meets those conditions.
    • For conditions defined on Closure Group (such as in User Surveys), be aware that the closure group for auto closed calls is the system default group.

    • Events, such as SLA events, Reminders, etc, are automatically closed.
    • Linked calls and requests remain linked. Child calls are not automatically closed.
    • Outages are not automatically closed.
    • An entry is written to the Activity Log in System Admin for each call closed by auto close rules.
  4. Closure notification emails are sent for calls closed by the rule, if defined.
  5. Pre-closure notification emails are sent for calls that are open and linked to the rule, and that meet the notification period, if defined.
  6. A maximum of one notification is sent per call per day. If a call is eligible for 2 or more notifications only the most recent is sent.

Links between calls and rules

When a call is matched to an Auto Close Rule, it remains associated with that rule until:

  • the call's Last Updated Date is changed
  • the call is closed
  • the Auto Close Rule is deactivated by deselecting the Active check box
  • the rule is deleted from the Call Auto Close Rules window
  • the criteria in the Auto Close Rule is changed

After a call is no longer associated with an Auto Close Rule, it can be matched to a different rule the next time the rules are processed.
